Success Metrics (First 90 Days)
- SLA Compliance: Improve from current baseline to 85%+.
- Customer CSAT Score: Improve from baseline to 4/5 or higher.
- Automation: At least 30% of routine tickets handled through automated workflows.
- Critical Escalations: Zero incidents due to resource unavailability or lack of L2/L3 expertise.
Required Competencies
- Operational Rigor: Comfortable managing dashboards, metrics, and daily firefighting while maintaining focus on long-term process improvements.
- Technical Understanding: Capable of triaging complex technical issues across multi-cloud environments. Knows when to escalate versus resolve.

- Automation Mindset: Excited about leveraging technology to enhance support operations. Willing to experiment and iterate on new tools and processes.
- Data-Driven Approach: Uses metrics to drive decisions. Comfortable building dashboards in Power BI or similar tools.
Cultural Expectations
- Customer Outcome Ownership: Success is defined as solving customer problems profitably and professionally, not just closing tickets.
- No Blame Culture: Focus on process failures rather than individual failures. Conduct blameless post-mortems and document learnings.
- Empathy First: Train and model de-escalation techniques. Never 'win an argument' with a customer at the expense of the relationship.
- Continuous Improvement: Treat every escalation and SLA breach as a learning opportunity to improve the system.
